Job description

You will work closely in a small, dynamic team and will be responsible for designing, maintaining and overseeing all Contact Centre Voice IVR services.

You will play a key role in managing the day-to-day running of these services, ensuring that our customer service standards are met efficiently and effectively.

This is a diverse and varied role as you will also have the opportunity to be involved in project delivery work. Collaborating with both internal and external stakeholders to assist with the design and build of a customer journey, helping us improve our customer’s experience.

You will also have line management responsibility in this role.  

You will need to be highly adaptable and flexible, adjusting to the requirements of the role as and when business needs arise. You will also be required to work until 7pm, once a month on a rota basis.   

Responsibilities

Include but not limited to:

  • Gather requirements, design and deliver IVR changes through an Agile change process, ensuring all changes are tracked and documented.
  • Use analysis to work with stakeholders to design changes within the system and within business processes to create efficiency savings.
  • Ensure all voice and IVR issues/incidents are investigated, escalated where appropriate and all stakeholders communicated to.
  • Oversee all voice services in the Contact Centre including the design and management of Treatments, Queues and Transfers.

Additional information 

This role will be based in Swansea, and we will be operating a hybrid working model that allows you to work between home and on-site giving you greater flexibility about where and when you work, subject to business needs and this also allows for ongoing support, development, and collaboration with colleagues.  

Therefore, the expectation is that you will spend a minimum of 60% of your working time based at your principal workplace (DVLA). We would encourage you to discuss the working arrangements for this role with us during the recruitment process.

Person specification

You will come to us with experience in IVR processes and also project delivery.

With your confident communication skills, you have no problem in varying circumstances and can tailor your tone and language to your audience. As a natural networker, you enjoy liaising with stakeholders of all levels and can express yourself in a clear and concise manner.

A strategic problem solver, you have a good awareness of professional capability and can easily identify areas which can be improved and enhanced to achieve the required outcome. You will be a strong advocate for change and continuous improvement.

You will be a pro-active individual with the ability to coach and mentor your team to achieve performance and quality objectives to ensure both customer and business needs are met. You will be passionate about supporting and developing your team to achieve their goals.

This interview will be conducted on site at DVLA, Swansea. Further details of which will be provided to you should you be selected for interview.
